In- Formazione: Come scrivere una lettera di scuse


La redazione di una lettera di scuse ben confezionata è uno dei compiti che il manager, spesso occupato in altre attività, chiede di fare alla sua assistente in nome e per suo conto.

E’ quindi importante imparare come scusarmi professionalmente per conto del manager. Un testo ben elaborato può limitare i danni, mantenere il cliente e anche rafforzare il rapporto stesso.

I fatti descritti nella lettera di reclamo devono essere esaminati nel più breve tempo possibile in modo che una lettera di scuse possa essere redatta e inviata al cliente velocemente. Tuttavia, se si sospetta che possano derivare dalla denuncia questioni legali, è meglio rimandare la stesura di una risposta fino a quando non avrete ricevuto una risposta dall’ufficio legale cui, in questo caso dovete inoltrare la lettera di reclamo.

Prima di redigere una lettera di scuse dovete quindi scoprire se il problema ha coinvolto anche altre persone nella vostra azienda, oltre al vostro manager, a cui è indirizzata. E’ necessario quindi indagare a fondo sulla questione e determinare esattamente per che cosa ci si sta scusando.

Dovete decidere con chi vi dovete scusare, come chiedere scusa, e il momento migliore per inviare la lettera di scuse.

Ecco come strutturare una lettera di scuse e quali informazioni sono necessarie per redigerla al meglio:

1) Studiate in dettaglio come si è svolta tutta la situazione.

2) Restate aderenti ai fatti ed evitare digressioni.

3) Riconoscete, qualora sia vero, eventuali danni arrecati al cliente.

4) Evitate di accampare scuse che possano essere mal interpretate dal cliente facendogli pensare che le esigenze della vostra azienda siano più importanti delle sue.

5) Se è il caso dichiarate che l’azienda si assume la piena responsabilità per quanto accaduto. La cosa importante è chiedere scusa per il disagio vissuto da parte del cliente, anche se è colpa del cliente - questo non significa che avete accettato la responsabilità di quello che è accaduto, ma solo riconoscere il disagio che il cliente sta vivendo.

 

6) Mettete in evidenza il ruolo giocato dalla vostra società in quanto accaduto.

7) Mettete in evidenza che la vostra azienda si rammarica per la situazione che si è verificata. Non equivale a scusarsi ma ad avvicinarsi allo stato d’animo del cliente che si sente compreso.


8) Se la colpa è imputabile alla vostra organizzazione, per non perdere il cliente, chiedetegli essere comprensivo nei vostri confronti.


9) Assicurategli che una situazione del genere è rara e che non succederà di nuovo.

10 ) Per compensare l’eventuale danno, dopo aver risolto la situazione fategli sapere che potrà avere uno sconto particolare sui prodotti o servizi che acquista da voi.

11) Continuate a mantenere la vostra attenzione focalizzata sul cliente e sulle circostanze che lo hanno portato a mandare la lettera di reclamo.

12) Tenete sempre presente la strategia di business della vostra organizzazione – questo cliente è la chiave di accesso a un nuovo mercato?

13) Ricordate che “il cliente ha sempre ragione”.

14) Evidenziate che la vostra azienda è molto interessata a
mantenere un ottimo rapporto commerciale e che vuole continuare a fare affari con loro

Includete tutti gli elementi di cui sopra nella redazione della lettera di scuse che deve essere breve e concisa e scritta con un linguaggio e un tono appropriato. Un tono rispettoso e premuroso giocherà a vostro fare per recuperare la fiducia eventualmente persa e per ricostruire il rapporto.

Se la situazione è particolarmente critica, per il bene dell’azienda e per fidelizzare il cliente, fategli capire che lo tenete in grande conto e che lo apprezzate organizzando un incontro con il vostro manager durante il quali si scuserà personalmente.

Il funzionamento dei Team di lavoro

Partiamo dal concetto del singolo lavoratore. "Knowledge worker" è un termine coniato da Peter Druckers*, che vuole indicare persone le cui produttività e competenze sono date dall'importanza attribuita alla loro informazione specializzata. E, ad esempio, sono analisti del mercato, scrittori, programmatori, segretarie di direzione ecc. Tuttavia, la loro produttività dipende dal
coordinamento degli sforzi dei singoli come parte di un gruppo organizzato. L'elemento più importante dell'intelligenza di un gruppo non è dato dalla risultante del Qi nel senso accademico del termine, bensì dall'INTELLIGENZA EMOTIVA. Il talento accademico non è un buon fattore predittivo della produttività e del successo sul lavoro, come spesso accade non lo sia neanche l'allestimento di un "bel circo" affascinante e seduttivo fatto da marketing, strategie di mercato ecc.

Mi spiego. L'intelligenza emotiva ossia l'armonia sociale del gruppo di lavoro occorre stia alle fondamenta del gruppo stesso. Tale capacità di funzionare in modo armonico renderà il gruppo molto dotato, produttivo, efficace e coronato di successo.

Quando più persone si uniscono a lavorare insieme come gruppo, ciascuno porta in dote determinati talenti - ad es. capacità verbale scritta e oratoria, creatività, empatia, competenze tecniche. Sebbene un gruppo non possa essere " più intelligente" della somma totale di tutte queste capacità specifiche, può risultare molto più ottuso se il suo funzionamento intestino non consente agli individui di mettere in comune con altri e di esprimere i propri talenti.

Per fare questo però occorre lavorare alacremente al
raggiungimento di una forte identità e coesione. Occorre perseguire un’identità riconosciuta dalla società in cui si opera. Naturalmente saranno i risultati dello specifico gruppo di lavoro, che avrà conquistato, ad avvalorare la sua stessa identità. Ciò accade sia nel micro che nel macrocosmo lavorativo. Tale discorso è valido anche per qualsiasi organizzazione di qualunque natura.

Se il gruppo non viene riconosciuto nel mondo del lavoro in cui opera, rischia con facilità di perdere la propria identità, mettendo poi a rischio la sua stessa esistenza. Addirittura, una Società che non sarà riuscita ad ottenere riconoscimento come gruppo di lavoro e a distinguersi dai competitors, rischierà solo di confondersi con gli altri che propongono il medesimo servizio o prodotto.

Nei gruppi disturbati da un notevole rumore di fondo emozionale e sociale - sia che derivi da paura o dalla collera, dalle rivalità o dal risentimento ecc - gli individui non possono dare il meglio di sé. La cooperazione è un concetto focale e risolutivo.

Occorre meditate sulle scelte che si attuano nel lavoro anche in virtù dei sopradette caratteristiche.

What is a Twitter chat?

A Twitter chat (or tweet chat) is an online discussion using twitter, so every post is a tweet. Because it’s on Twitter, its open to everyone with a Twitter account. Anyone can participate, or just listen in to learn more about the topic.

        How Do I Participate?
Step 1: If you don’t already have a Twitter account, sign up at www.twitter.com. Make sure you change your picture from the default egg so you don’t look like too much of a newbie.

Step 2: You can search for “#adminchat” on Twitter and follow the chat there, but there are other web sites that make it much, much easier. Our favorite is TweetChat. Go to www.TweetChat.com and sign in using your twitter name and password, then click Authorize

Step 3: Search for “adminchat” and click Go. This will take you to a page with every tweet including the #adminchat hashtag. Here you can “listen in” on the chat or participate with your own tweets. When you tweet, TweetChat has a bonus feature that it automatically adds the #adminchat hashtag to the end of your tweet.

Knowledge sharing a new frontier of learning

Being a Manager Assistant is a very demanding job and every day we have to face and solve different tasks.
In many countries there are schools we can attend to prepare ourselves to enter this profession and later we can follow courses and seminars. Some universities and business schools give us the possibility to get masters, too, but in my opinion the practice is the best way to learn.

The correct and more useful technique is learning from colleagues who have a deep experience in particular subjects and this is Knowledge Sharing.

Theoretically speaking, Knowledge Sharing is an activity through which knowledge (i.e. information, skills, or expertise) is exchanged among professionals, in this specific case Manager Assistants, and a system to increase the competitive power of organizations, to improve the efficiency through sharing, enhancing and increasing the Intellectual Capital, people, and the Intangible Asset.

In addition, Knowledge Sharing means interaction and exchange of information, experience and best practice to reach common objectives and obtain better results. Since the ’80 organizations have recognized that knowledge constitutes a valuable intangible asset for creating and sustaining competitive advantages.

As people/employees are the Intellectual Capital, Intangible Asset represents the maximum value and the best support to development and innovation.

The Intangible Asset is made of:
• Business relationship
• Human knowledge
• Work methodology
• Social relationship
• Specific Identity linked to the role

To enhance the Intangible Asset through Intellectual Capital means:
• Create innovation
• Attract and develop talents
• Transform information in knowledge

For this reason Knowledge Sharing is at the basis of Intangible Assets maximization, and to reach this maximization are necessary a correct strategy and a straight methodology supported by adequate equipment.

The path to follow is to obtain the best results through:
• Creating value making the individual knowledge available to all the members of the organization
• Using this new knowledge effectively
• Connecting the new knowledge to operations and processes
• Linking the new knowledge to business strategy

The sharing of knowledge constitutes a big challenge for networks and organizations because some people tend to resist sharing their knowledge with the rest of the organization, in fact one big obstacle is the common notion that knowledge is property and ownership, but shared knowledge offers different viewpoints and possible solutions to problems.

To promote knowledge sharing and remove knowledge sharing obstacles, the organizations/networks should encourage discovery and innovation.
At the end of this process the result will be the creation of a common organizational culture.

Until now organizations were our main reference, but the question is if it is possible to apply Knowledge Sharing to networks of people (i.e. associations of professionals) who have the same role in different organizations or companies.

I think this is possible and I am going to show you how.

The point is how to manage “knowledge” in continuous and fast evolution and in particular how to transfer it to people working in different environments and business fields.

The answer is: through training and the correct use of technology.

The process of Knowledge Sharing

The first thing is individuating people who have to share the knowledge and people who need to know.

This process can be developed using two different approaches, the first one is giving information knowing in advance the need of the final “client”, the second one is offering specialized and targeted training simple enough to become immediately best practice.

The first option is not useful for our network of Manager Assistants, because we do not know in details what they are expected to do, we cover so many different roles in companies, but the results of the second one are what I call “knowledge workers” able to manage the know-how learnt through training, applying it in office day life.

I want to underline an additional plus to this approach, in fact there are wider and important effects on the organizations, too, because the trained “knowledge workers” will apply this new philosophy to all the working backgrounds becoming an example for the colleagues and giving a positive push to the corporate culture.

Put in action, the training project should be organized in three different modules: theoretical (passing the basic information), practical (case history and exercises), technological (instructing to use the tools).

The development of this project could be divided in four phases:
1. Diagnostic analysis: to analyze the state of the art, to investigate the needs of the project and to delineate a macro-analysis of the requests.
2. Pilot phase: to create a project team working on the criticalities trying to solve them.
3. Implementation phase: considering the results of the Pilot phase, the team identifies the most important areas to be improved.
4. Final release: divided in “definitive launch” and “follow-up”

Looking at this path of development it is mandatory and essential to create among the participants a "Knowledge Sharing Culture" as part of this initiative.
An isolated knowledge program, like the one I am proposing, looked after by a privileged few is worthless and will not survive for long.
Only effective collaboration and communication among professionals which disseminates across the whole network structure will give the necessary boost.

In fact the change must start at the individual.

Every Manager Assistant has a sphere of influence along with their own individual knowledge, and this is where she must believe a knowledge sharing culture can begin.

To create a knowledge sharing culture it is necessary to encourage Manager Assistants to work together more effectively, to collaborate and to share - ultimately to make their knowledge more productive.

Even though Manager Assistants work in different companies it is possible to organize seminars, round tables, focus groups, because if the old paradigm was “knowledge is power”, today the situation is evolving and “sharing knowledge is power” such as knowledge sharing is in their personal interest .

If we all understand that sharing our knowledge helps to do our jobs more effectively, helps to retain our jobs, helps in our personal development and career progression, rewards us for getting things done and brings more personal recognition, then knowledge sharing will become a reality.
